Addressing Turnover and Vulnerability in Call Centers Case Study

Call centers are under immense pressure from within and without. Internally, they face one of the industry’s most persistent and expensive problems: high agent turnover. The cycle of hiring, training, and replacing staff not only drives up costs but also erodes team experience and undermines customer satisfaction. Externally, UK-based call centers must now meet strict compliance standards under the Financial Conduct Authority’s Consumer Duty Act, which requires organizations to proactively identify and support vulnerable customers during live interactions. These combined pressures demand smarter, faster solutions that can support both agents and customers in real time.

To help address these challenges, NTT Data partnered with Canary Speech to pilot an innovative vocal biomarker solution with a leading UK insurance company. By analyzing live customer calls for signs of mental health conditions such as anxiety, depression, or cognitive decline, the system identifies vulnerable individuals as the conversation unfolds—enabling immediate routing to specially trained agents. The same underlying technology can also be used to monitor agent wellness, offering insights that support retention and performance. This case study explores how real-time voice analysis is reshaping the future of compliance, efficiency, and care in call centers.
